Customer Support Handoff Template: Preserve Context and Ownership
Capture the customer's request, verified facts, attempted steps and next owner, with an access-problem example and AI-to-human handoff checklist.
What context should remain when an AI assistant or frontline agent transfers a support case?
A useful handoff explains what happened, what has been tried and what remains unknown. Microsoft's case-to-resolution guidance connects logging, assignment, investigation and closure. A handoff summary should connect those stages while retaining access to the original record.
Separate the request from verified facts
Record the case ID, channel, desired outcome, impact and event time. Label customer statements, system observations and agent interpretations separately. “The customer reports payment” is different from “payment has been verified.”
Retain only information needed for the next action. Link authorized readers to the original conversation or evidence instead of copying unrelated personal details into the summary.
Capture attempted steps and responsibility
List actions, outcomes and evidence chronologically, including failed or unfinished steps. This helps the next agent avoid asking the customer to repeat work.
Name the receiving owner, decision needed and next update point. Preserve any update time already promised to the customer; do not invent a new commitment.
Worked example: purchased content is inaccessible
Suppose a customer reports buying a video while the player displays an access error. Capture the reported purchase, available order reference, exact observed message and result of signing in again.
If payment is unverified, assign an authorized person to check order validity, account matching and entitlement. A refund or restored access remains a possible outcome rather than a completed resolution.
Before transferring the case
Ask the receiving agent to identify the next action from the summary, then spot-check it against the original.
- Request, impact and timing.
- Claims distinguished from confirmed facts.
- Attempted steps and evidence.
- Receiving owner and next update.
- Working source links and necessary data only.
Before you hand over the work
- Reduce repeated questions without hiding uncertainty.
- Transfer ownership as well as information.
Demonstration projects and examples illustrate working methods. Follow the receiving party’s specifications and the scope agreed for your project.
